Promoters, passives and detractors

Net Promoter Score is a powerful measurement of customer satisfaction. It has been shown to correlate with revenue growth, and it can help you make predictions about the future of your business.

To calculate your NPS you first need responses. Your score is based on answers to a simple question: “On a scale of 0 to 10, how likely is it that you would recommend our organization to a friend or colleague?” Tally up your responses, then group them:

  • Promoters (score 9-10) are your most loyal customers. They love you and are more likely to turn other customers into promoters.
  • Passives (score 7-8) are satisfied but unenthusiastic, and vulnerable to leaving for a competitor.
  • Detractors (score 0-6) are unhappy customers who can damage your brand and growth through negative word of mouth.

The calculator works out your percentage of promoters and percentage of detractors, then subtracts detractors from promoters. The result can be anywhere from -100 to 100. Passives aren't part of the subtraction, but tally them anyway: they count toward your total responses and therefore affect both percentages.

NPS calculator questions, answered

What is a good NPS score?
A “good” score is relative. A negative score means you have more detractors than promoters, which is generally not good. Any positive score means more promoters than detractors. But if your score is 10 and competitors in your industry score 20 or higher, you're not competitive. If yours is -10 and most competitors are at -20 or lower, that's relatively good.
How many responses do I need for an accurate NPS?
Fewer than 30 responses won't yield statistically accurate results. Wait a while, collect more responses and try again.
Why does my NPS seem strangely high or low?
First double-check your numbers in the calculator. Then consider who you surveyed and how. Incentives like discounts can skew responses positive. Emailing only loyal customers on your mailing list skews positive, while surveying only customers who opened support requests skews negative.
Do passives count toward my score?
Passives aren't part of the subtraction, but they still matter. They count toward your total responses, which changes the percentages of promoters and detractors, so always tally them.
How should I use my NPS score?
Compare it year over year as a benchmark, ask follow-up questions to learn why customers feel the way they do, make changes, tell customers what you changed to close the loop, and set realistic but challenging goals against it.
